IT Support Metrics Every Small Business Should Track

Published April 8, 2026 • 4 min read

You can't improve what you don't measure. But with so many metrics available, which ones actually matter for small business IT support?

Here are the 7 essential metrics I track and why they matter:

First Response Time (FRT)

How quickly you acknowledge a ticket matters to users. Fast acknowledgment, even if resolution takes longer, reduces frustration.

Target: < 1 hour for critical, 4 hours for high, 24 hours for medium/low
Mean Time to Resolution (MTTR)

How long from ticket creation to actual fix. This is your core efficiency metric.

Target: Varies by priority - track trends over time
Ticket Backlog

How many open tickets you have at any time. If this keeps growing, you're falling behind.

Target: Less than 10% of monthly ticket volume
Ticket Reopen Rate

Percentage of tickets that come back after "resolution." High rate = poor fixes.

Target: < 5% of resolved tickets
Customer Satisfaction (CSAT)

End-of-ticket surveys. Simple 1-5 rating tells you if users are happy.

Target: 4.0+ average out of 5
Tickets by Category

Where are the problems? This helps you identify patterns and proactively fix root causes.

Target: Top 3 categories should decrease over time
Time to First Action

When did someone actually START working on the ticket? Different from FRT.

Target: < 4 hours for critical, < 24 hours for high

How to Use These Metrics
